A smile is the first step in building rapport with customers whether you are face-to-face or on the phone. To remind frontline staff to smile, we’ve created the Customer Service Week Monitor Mirror and this special role-play activity, which focuses on the importance of smiling, gesturing, and making eye contact.

Divide your group into teams of two. Have each team arrange their chairs so that they are back to back. One person will be the customer. The other will be the rep.

Give each “customer” a sheet of paper with a question that is typically received in your department. It should be a good meaty question, which requires a bit of explanation on the part of the “rep.”

Instruct the “reps” to sit on their hands, and respond to the call. When the calls are completed, have the teams turn their chairs to face each other. The “customer” will ask the same question and the “rep” will reply. But this time the “rep” should be instructed to gesture, make eye contact, and smile, smile, smile.

Take a few moments to discuss the differences that the “reps” and “customers” saw during this role play. For example:

    • Did you notice a change in voice tone when the “reps” smiled, gestured, and made eye contact?
    • As the “customer,” did you find yourself responding more positively when the rep was more engaging?
    • How can we apply what we’ve seen to our daily work?

Boy am I kicking myself for not doing it sooner. I set up my new monitor mirror a couple of days ago and it has really added a lot to my cubicle environment.
